I know you&#8217;re sick. But we have a problem.&#8221;</p><p><strong>The ferries were cancelled.</strong></p><p>To understand those four words on Nantucket in December, you have to understand Christmas Stroll.</p><p>For one weekend, the island rejects the idea that summer owns all the fun.</p><p>Main and Centre Streets are filled with Christmas trees. Santa arrives by boat. Restaurants overflow. Drinks begin earlier than anyone admits.</p><p>Thousands of people arrive on an island thirty miles out to sea.</p><p>Hundreds of day trippers come just to experience the magic of Stroll. </p><p>That year,  the wind had other ideas.</p><div><hr></div><p>I had tried to hire LeighAnne the year before.</p><p>She said no.</p><p>She had already given her word to another hotelier that she would work the season.</p><p>I remember being disappointed.</p><p>I also remember thinking: I need this woman on my team.</p><p>We stayed in touch. A year later, she accepted my offer.</p><p>LeighAnne understood Nantucket. More importantly, she had a kindness and grace that couldn&#8217;t be taught in orientation or written into a service standard.</p><p>Justin was different.</p><p>I had known him for years. When I moved to Nantucket to oversee a larger portfolio, I knew I couldn&#8217;t do it without him.</p><p>There are people whose presence changes what you believe is possible.</p><p>Justin has always been one of those people for me.</p><div><hr></div><p>That night, I had gone home knowing Faraway, Sister Ship, and the rest of the portfolio were in their hands.</p><p>Then LeighAnne called.</p><p>People were stranded.</p><p>I threw on clothes and drove back into town.</p><p>It was close to 11:30pm.</p><p>The police were there.</p><p>LeighAnne was there.</p><p>And the answer became obvious.</p><p>The Beachside.</p><p>Half of this hotel had been closed for the season.</p><p>The rooms were there.</p><p>They just weren&#8217;t ready.</p><p>So we started making calls.</p><p>Miss Barbara.</p><p>Miss Petagay.</p><p>Miss Cass.</p><p>It was nearly midnight.</p><p>We woke them up and told them what had happened.</p><p>One by one, they came back.</p><p>There wasn&#8217;t much to discuss.</p><p>We were hoteliers.</p><p>We knew what to do.</p><p>We pulled fresh linen, soaps, shampoo, and bath products.</p><p>Rooms began coming back to life.</p><p>At the front desk, we brought stranded families and couples inside.</p><p>Coffee.</p><p>Water.</p><p>Wine.</p><p>We dimmed the lights.</p><p>Lit candles.</p><p>Turned up the music.</p><p>Not because it was a party.</p><p><strong>Because panic has a sound, and I didn&#8217;t want it filling the lobby.</strong></p><p>At first, people stood beside their bags, phones in hand.</p><p>Then someone sat down.</p><p>A child settled beside a parent.</p><p>The wine was poured.</p><p>People began talking.</p><p>The room softened.</p><p>They didn&#8217;t have rooms yet.</p><p>But they knew they were safe.</p><p>Something lifted in all of us.</p><p><strong>Hospitality moved in both directions that night.</strong></p><p>I drove to the ferry terminal.</p><p>We cut our rates in half.</p><p>For those who couldn&#8217;t pay, we comped the stay.</p><p>By two in the morning, more than two dozen people had somewhere warm to sleep.</p><p>Eventually, I went home.</p><p>The fever was still there.</p><div><hr></div><p>The next morning, I joined a call with ferry operators, police, fire, and island officials.</p><p>People were generous in their praise.</p><p>I appreciated it.</p><p>I was also angry.</p><p>The ferry companies had warned passengers that weather could interrupt service.</p><p>The warnings existed.</p><p>But from where I sat, warnings weren&#8217;t a plan.</p><p>People had come to the island.</p><p>When the boats stopped running, they were left trying to figure out where they would sleep.</p><p>We figured it out.</p><p>I would do it again.</p><p>But I kept returning to one question.</p><p><strong>Why was the emergency plan simply hoping hospitality would figure it out?</strong></p><p>Our industry talks endlessly about culture.</p><p>We write standards.</p><p>Create training programs.</p><p>Hold meetings.</p><p>But culture reveals itself when the script runs out.</p><p>When the reservation isn&#8217;t in the system.</p><p>When the room isn&#8217;t ready.</p><p>When someone calls at 11:30 at night and says:</p><p><em>We have a problem.</em></p><p><strong>That&#8217;s when you find out what you&#8217;ve built.</strong></p><p>Something changed between us after that night.</p><p>I looked at LeighAnne differently.</p><p>At Justin.</p><p>At Miss Barbara.</p><p>Miss Petagay.</p><p>Miss Cass.</p><p>We had always respected one another.</p><p>Now we knew something about each other we hadn&#8217;t known before.</p><p>We knew who would answer.</p><div><hr></div><p>The newspaper wrote about the rooms.</p><p>Rooms are easy to count.</p><p>I remember the people.</p><p>LeighAnne calling until I answered.</p><p>Justin holding the operation together.</p><p>Miss Barbara.</p><p>Miss Petagay.</p><p>Miss Cass.</p><p>I remember wine being poured.</p><p>Candles flickering.</p><p>Music playing.</p><p>A lobby full of strangers slowly realizing they were safe.</p><p>And lights turning on, one room at a time, in a hotel that was supposed to remain dark.</p><p>I&#8217;ve spent much of my career trying to understand culture.</p><p>Companies write it on walls.</p><p>Consultants put it in decks.</p><p>Leaders talk about it in meetings.</p><p>I think culture may be much simpler.</p><p><em><strong>Culture</strong></em><strong> is who answers the phone when nobody is scheduled to At the time, it was one of the largest hotels in New York City, with more than 1,700 rooms.</p><p>I couldn&#8217;t have been more excited.</p><p>This was where my career was supposed to begin.</p><p>Like every young graduate, I wanted to impress people. I wanted to learn. I wanted to help.</p><p>The hotel was a union house, and every position had clearly defined responsibilities.</p><p>Each shift I was assigned to one station. Some days I checked guests in. Other days I checked them out. Occasionally I worked the Guest Service Desk, answering questions and directing guests to the concierge or bell staff.</p><p>Everything had a process.</p><p>Everything had boundaries.</p><p>The problem was...</p><p>I didn&#8217;t understand boundaries.</p><p>If an elderly woman was struggling with her luggage, I helped her.</p><p>If someone needed a taxi, I&#8217;d walk outside and hail one.</p><p>If a guest had experienced a service failure because we couldn&#8217;t locate their luggage for two hours, I arranged to have a fruit basket sent to their room.</p><p>To me, none of that felt extraordinary.</p><p>It felt like hospitality.</p><p>Unfortunately, many of those moments also meant I had stepped into work that belonged to another union department.</p><p>Helping a guest with luggage was the bellman&#8217;s responsibility.</p><p>Transportation belonged elsewhere.</p><p>Service recovery often required approvals I didn&#8217;t have.</p><p>One by one, I found myself sitting in Human Resources.</p><p>Always accompanied by a union representative.</p><p>The conversations were remarkably consistent.</p><p>&#8220;You can&#8217;t do that.&#8221;</p><p>&#8220;That&#8217;s not your responsibility.&#8221;</p><p>&#8220;Stay within your job description.&#8221;</p><p>I remember leaving those meetings completely confused.</p><p>I had gone to hotel school because I loved taking care of people.</p><p>Yet the more hospitality I tried to extend, the more I seemed to be getting into trouble.</p><p>Eventually, I was demoted from Guest Reception to the hotel operators department.</p><p>I was miserable.</p><p>For the first time, I questioned whether I had made the right decision leaving culinary school for hotel management.</p><p>One afternoon I bought a copy of <em><strong>The New York Times</strong></em>, turned to the classified ads&#8212;this was years before online job boards&#8212;and started circling hotel opportunities.</p><p>One listing immediately caught my attention.</p><p><strong>The SoHo Grand Hotel.<br>Hiring all positions.</strong></p><p>At the time, I knew very little about it.</p><p>What I didn&#8217;t know was that it would become New York&#8217;s first true luxury lifestyle hotel and the place that would shape every leadership philosophy I hold today.</p><p>My interview wasn&#8217;t in a hotel.</p><p>It was inside a construction trailer.</p><p>The building was still being built.</p><p>Dust everywhere.</p><p>Blueprints spread across tables.</p><p>The lobby I would eventually know so well existed only on paper.</p><p>That&#8217;s where I met <strong>Tony Fant</strong>.</p><p>He asked me a simple question.</p><p>&#8220;So...why are you leaving the Sheraton?&#8221;</p><p>Looking back, I probably answered that question very differently than any career coach would recommend.</p><p>I told him everything.</p><p>I told him about helping guests with luggage.</p><p>About hailing taxis.</p><p>About sending the fruit basket.</p><p>About the meetings with Human Resources.</p><p>The union representatives.</p><p>The write-ups.</p><p>The reprimands.</p><p>The demotion.</p><p>I laid every card on the table.</p><p>When I finished, there was a long pause.</p><p>Then Tony smiled.</p><p>&#8220;I think you&#8217;re exactly the kind of person we&#8217;re looking for.&#8221;</p><p>Those words changed my life.</p><p>He explained that the SoHo Grand wasn&#8217;t simply opening another hotel.</p><p>They were creating something entirely different.</p><p>A non-union hotel where people wouldn&#8217;t be confined to a single department.</p><p>Where curiosity was encouraged.</p><p>Where learning every aspect of the operation wasn&#8217;t only accepted&#8212;it was expected.</p><p>If I performed well, I wouldn&#8217;t spend my career standing behind one desk.</p><p>I&#8217;d learn housekeeping.</p><p>Engineering.</p><p>Security.</p><p>Food and beverage.</p><p>Reservations.</p><p>Sales.</p><p>Every part of the hotel.</p><p>I was hired on the spot.</p><p>Not in spite of everything that had happened at the Sheraton.</p><p>Because of it.</p><p>Tony placed me in a brand-new department he had created called <strong>Central Services</strong>.</p><p>Today it might sound ordinary.</p><p>Back then, it was unlike anything I had ever seen.</p><p>Every guest call came through us.</p><p>Housekeeping.</p><p>Engineering.</p><p>Concierge.</p><p>Reservations.</p><p>Security.</p><p>Sales.</p><p>Executive Office.</p><p>Lost and Found.</p><p>If a guest needed anything, we owned the request from the moment the phone rang until it was completed.</p><p>We even had proprietary software that tracked every request from start to finish.</p><p>Long before &#8220;guest messaging platforms&#8221; existed, we were measuring response times, coordinating departments, and making sure nothing fell through the cracks.</p><p>Before the hotel ever welcomed its first guest, we trained relentlessly.</p><p>Not just on our jobs.</p><p>On everyone else&#8217;s.</p><p>We rehearsed emergencies.</p><p>VIP arrivals.</p><p>Power failures.</p><p>Guest complaints.</p><p>Housekeeping requests.</p><p>Engineering failures.</p><p>Medical emergencies.</p><p>We learned every guest room by heart.</p><p>Every floor.</p><p>Every back hallway.</p><p>Every storage room.</p><p>Every architecture.</p><p>Thoughtful interiors.</p><p>Restaurants that make you order one more drink simply because you aren&#8217;t ready to leave.</p><p>Hotel lobbies that somehow feel exciting and comfortable at exactly the same time.</p><p>Neither of us is an interior designer.</p><p>We know that.</p><p>But after spending our careers opening and operating hotels, we&#8217;ve developed an enormous respect for the people who understand how to shape a space.</p><p>We&#8217;ve also learned something else.</p><p><strong>The most expensive design mistakes are often the ones a guest will never see.</strong></p><p>We&#8217;ve operated hotels where owners gave designers carte blanche, with little context from the people who would eventually have to run the building.</p><p>Operations entered the conversation too late.</p><p>By then, the drawings were finished.</p><p>The millwork was underway.</p><p>The spaces were beautiful.</p><p>And we started asking questions.</p><p>Where is the refrigeration?</p><p>Where do we store the glassware?</p><p>Where do the linens go?</p><p>Where does housekeeping keep cleaning supplies?</p><p>How does a server move through this space on a Saturday night?</p><p>What happens when 30 guests arrive at the same time?</p><p>The answers were often expensive.</p><p>We&#8217;ve added refrigeration at the last minute because a restaurant didn&#8217;t have enough.</p><p>We&#8217;ve searched for glass storage in bars designed without enough space.</p><p>We&#8217;ve watched owners sacrifice linen closets and housekeeping storage to create one more guest room.</p><p>On paper, the math probably looked compelling.</p><p>One more key.</p><p>One more room to sell.</p><p>One more line of revenue.</p><p>But hotels don&#8217;t operate on paper.</p><p>The housekeeping team still needs linen.</p><p>They still need towels.</p><p>They still need cleaning supplies.</p><p>So storage gets moved somewhere else.</p><p>Sometimes down the hall.</p><p>Sometimes to another floor.</p><p>Sometimes, as we&#8217;ve experienced, <strong>three buildings away.</strong></p><p>Now imagine a room attendant responsible for turning thirteen rooms during a shift.</p><p>Every trip for linen takes longer.</p><p>Every missing towel creates another walk.</p><p>Every forgotten supply adds another few minutes.</p><p>The team moves faster.</p><p>Then faster.</p><p>The pressure builds.</p><p>And eventually, a guest is standing at the front desk at check-in time hearing the words no hotel wants to say:</p><p><strong>&#8220;Your room isn&#8217;t quite ready.&#8221;</strong></p><p>The guest sees a late room.</p><p>The owner sees a housekeeping problem.</p><p>We see a design decision made years earlier.</p><p>That&#8217;s the part of hotel design that fascinates us.</p><p>A decision measured in square feet during development can eventually be measured in labor hours, employee exhaustion, guest frustration, service recovery, and lost loyalty.</p><p><strong>Bad operational design sends an invoice every day.</strong></p><p>We&#8217;ve seen the same thing in restaurants.</p><p>A four-star restaurant.</p><p>One hundred and forty seats.</p><p>A beautiful dining room.</p><p>And a kitchen so undersized that the culinary team struggled to execute fine dining service for seventy guests.</p><p>The dining room promised one experience.</p><p>The kitchen had been designed to deliver another.</p><p>No amount of training fixes that.</p><p>No pre-shift meeting fixes that.</p><p>No passionate chef can permanently outwork a floor plan.</p><p>And yet, too often, we ask hotel and restaurant teams to do exactly that.</p><p>We call it hustle.</p><p>We call it urgency.</p><p>We call it hospitality.</p><p>Sometimes it&#8217;s simply a team compensating for a building that was never designed to support them.</p><p>Those experiences changed the way Justin and I think about design.</p><p>They also made us love good design even more.</p><p>Because we&#8217;ve had the privilege of working with designers who approached the process very differently.</p><p>Jenny Bukovec is one of them.</p><p>Jenny has a rare ability to think about interiors as a fully sensory proposition.</p><p>How a space looks.</p><p>How it sounds.</p><p>How it moves.</p><p>How the brand lives inside it.</p><p>And, importantly, how the people responsible for operating that space will actually use it.</p><p>During our work at Faraway Nantucket, she asked questions.</p><p>Real questions.</p><p>What does operations need?</p><p>How will the team use this?</p><p>Where does this go?</p><p>What happens here during service?</p><p>It sounds simple.</p><p>It isn&#8217;t.</p><p>Those conversations stimulated something in both Justin and me.</p><p>The more Jenny invited us into the design process, the more interested we became in design itself.</p><p>We started looking at spaces differently.</p><p>A few inches could change how a bartender moved.</p><p>A sight line could help a front desk associate recognize a guest before the guest reached the desk.</p><p>The placement of storage could quietly give a room attendant hours back over the course of a week.</p><p>A service station could either support the choreography of a dining room or interrupt it all night.</p><p>Suddenly, design wasn&#8217;t simply what surrounded the operation.</p><p><strong>Design was shaping the operation.</strong></p><p>And the best part was that our operational input didn&#8217;t diminish the creative vision.</p><p>It protected it.</p><p>That is the misconception we want to challenge.</p><p>Operators should not be invited into the design process to tell designers how to design.</p><p>We should be there to help answer a different question:</p><p><strong>Can the hotel actually live beautifully inside this idea?</strong></p><p>The most exciting projects of our careers have been the ones where the answer was developed together.</p><p>Designer.</p><p>Owner.</p><p>Developer.</p><p>Operator.</p><p>Different disciplines.</p><p>Different perspectives.</p><p>One hotel.</p><p>That is a significant part of why we created Precursor Hospitality.</p><p>We want to be in the room before the change order.</p><p>Before the refrigerator has nowhere to go.</p><p>Before the glassware arrives.</p><p>Before the linen closet becomes another guest room.</p><p>Before a team member has to walk three buildings away for towels and is later asked why room thirteen wasn&#8217;t ready by check-in.</p><p>Because by the time the guest feels the problem, the design decision was often made years ago.</p><p>Great design should be celebrated.</p><p>Protected.</p><p>Given every opportunity to succeed.</p><p>And sometimes the best way to protect a beautiful idea is to invite the people who will have to bring it to life into the room early enough to matter.</p><p><strong>Good design is beautiful.</strong></p><p><strong>Great Before I booked a musician, planned an event, or built a calendar of programming, I found myself doing something else entirely.<br><br>Research.<br><br>The restaurant&#8217;s name felt intentional. I wanted to understand where it came from.<br><br>That search led me just a few blocks away to </span><strong><span>Caf&#233; Society</span></strong><span>, the legendary nightclub on Sheridan Square that became New York City&#8217;s first integrated club, welcoming Black and white audiences together at a time when most venues remained divided. Billie Holiday performed there. The club wasn&#8217;t remembered simply because of the music.<br><br>It was remembered because it stood for something.<br><br>Walker Hotel already honored Greenwich Village through its Art Deco architecture.<br><br>I wanted its programming to honor the neighborhood&#8217;s cultural soul.<br><br>Jazz wasn&#8217;t a theme.<br><br>It was the Village&#8217;s language.</span></p><p><span>That discovery led me to someone I had never met.<br><br>I reached out to </span><strong><span>Arin Canbolat</span></strong><span> at </span><strong><span>The New School for Jazz and Contemporary Music</span></strong><span> with an idea that was equal parts hopeful and ambitious.<br><br>I wasn&#8217;t looking to hire musicians.<br><br>I wanted to build a partnership.<br><br>I wanted young artists to have a professional stage while allowing the hotel to contribute something meaningful back to Greenwich Village.<br><br>Arin understood immediately.<br><br>There was no elaborate presentation. No convincing. Just two people who believed that hospitality and the arts could strengthen one another.<br><br>One of the first things Arin did was donate a piano to the hotel lobby.<br><br>Looking back, I don&#8217;t think he was simply donating an instrument.<br><br>He was placing his trust in an idea.<br><br>That partnership eventually became a close friendship rooted in a shared belief that opportunity should be created, not simply talked about.</span></p><p><span>As the series evolved, the music became only part of the story.<br><br>Between performances, we spent time helping students think beyond the stage. We talked about telling their story, photographing their work, building an audience, using social media with intention, tagging collaborators, and promoting their art long before personal branding became common language.<br><br>I thought I was programming a lobby.<br><br>Looking back, I think we were creating opportunity.</span></p><p><span>At the time, I didn&#8217;t have the vocabulary for it.<br><br>Today we&#8217;d probably call it commercial strategy.<br><br>Back then, it simply felt like common sense.<br><br>The students gained confidence.<br><br>The restaurant gained energy.<br><br>The hotel gained relevance.<br><br>The neighborhood gained another place to gather.<br><br>Everyone benefited.</span></p><p><span>Today, our industry talks endlessly about creating a sense of place.<br><br>Sometimes we confuse that with local artwork, neighborhood guides, or ingredients sourced from nearby farms.<br><br>Those things matter.<br><br>But I believe a true sense of place begins with a different question:<br><br>What story already belongs here?<br><br>Programming shouldn&#8217;t begin with a calendar.<br><br>It should begin with history.<br><br>For Walker Hotel, that story had been waiting for decades in the music, the artists, the sidewalks, and the spirit of Greenwich Village.<br><br>We simply chose to listen.</span></p><p><span>Looking back, this remains the project closest to my heart.<br><br>Not because it generated revenue, although it did.<br><br>Not because it received recognition, although it did.<br><br>But because it fundamentally changed the way I think about hospitality.<br><br></span><strong><span>A hotel&#8217;s greatest responsibility isn&#8217;t simply caring for its guests.<br>It&#8217;s caring for the place that makes guests want It's Attention.]]></title><description><![CDATA[The most memorable guest experiences rarely come from automation&#8212;they come from observation.]]></description><link>https://precursorhospitality.substack.com/p/personalization-isnt-luxury-its-attention</link><guid isPermaLink="false">https://precursorhospitality.substack.com/p/personalization-isnt-luxury-its-attention</guid><dc:creator><![CDATA[Precursor Hospitality]]></dc:creator><pubDate>Mon, 29 Jun 2026 21:29:47 GMT</pubDate><enclosure url="https://substackcdn.com/image/fetch/$s_!e_0B!,f_auto,q_auto:good,fl_progressive:steep/https%3A%2F%2Fsubstack-post-media.s3.amazonaws.com%2Fpublic%2Fimages%2Ffbde620c-2988-47bb-9670-cc9cba514c24_1536x1024.png" length="0" type="image/jpeg"/><content:encoded><![CDATA[<p>The hospitality industry loves talking about personalization.</p><p>It&#8217;s become one of those words that appears in every brand presentation, investor deck, and marketing strategy.</p><p>The problem is that most people misunderstand what personalization actually means.</p><p>It isn&#8217;t technology.</p><p>It isn&#8217;t automation.</p><p>And it definitely isn&#8217;t putting a guest&#8217;s name on a television screen.</p><p>Real personalization is much simpler than that.</p><p>It&#8217;s attention.</p><p>Over the years, Justin and I have seen hotels spend enormous amounts of money trying to create personalized experiences while overlooking the things guests actually really care about.</p><p>A returning guest&#8217;s favorite table.</p><p>The last bottle of wine they ordered.</p><p>The fact that they prefer extra towels.</p><p>The room number they always request.</p><p>The bartender remembering their favorite cocktail.</p><p>The front desk associate remembering their children&#8217;s names.</p><p>Those are the moments guests talk about.</p><p>Not because they&#8217;re expensive.</p><p>Because they&#8217;re human.</p><p>One of my favorite examples came from a return guest who would stay year after year at Faraway Nantucket.  </p><p>She would arrive each morning with Stella, her mini cockapoo in tow, order the same espresso, at the same time, and enjoy the same seat in the courtyard. </p><p>Nothing complicated.</p><p>Nothing remarkable.</p><p>After the first few mornings, the team started preparing it before she asked.</p><p>Her table was preset and a glass a water poured the moment she sat down.<br>A fresh bowl of water on a placemat, staged with an empty bottle of Saratoga for Stella at her favorite seat under the umbrella.</p><p>That small gesture probably cost us less than a dollar.</p><p>The guest talked about it for years.  Retelling the story to every guests who swooned over the pup to point out the placemat and water bowl.</p><p>That&#8217;s the thing about hospitality.</p><p>The smallest moments often create the things replace genuine observation.</p><p>The best luxury hotels create cultures where employees notice things.</p><p>Where curiosity is encouraged.</p><p>Where paying attention is considered part of guests start forming an opinion long before they&#8217;ve seen their room.</p><p>Sometimes before they&#8217;ve even walked through the front door.</p><p>Over the years, Justin and I have worked on hotel openings, renovations, repositionings, and turnarounds in places like New York City, New Orleans, Nantucket, Martha&#8217;s Vineyard and Provincetown.</p><p>No matter the market, one thing has always remained true:</p><p>Arrival matters.</p><p>A lot.</p><p>Guests arrive carrying baggage long before their luggage shows up.</p><p>Maybe their flight was delayed.</p><p>Maybe they sat in traffic.</p><p>Maybe they&#8217;re traveling with children.</p><p>Maybe they just spent six hours in airports and rental car lines.</p><p>They arrive stressed, tired, distracted, and uncertain.</p><p>And within the first few minutes, your hotel is either reducing that stress or adding to it.</p><p>We&#8217;ve seen beautiful hotels spend millions on guest rooms while completely overlooking the arrival experience.</p><p>The result?</p><p>Guests loved the room.</p><p>But the reviews still mentioned check-in.</p><p>Every single time.</p><p>Because emotions don&#8217;t work on a timeline.</p><p>If the first interaction feels chaotic, guests carry that feeling with them.</p><p>A confused arrival.</p><p>A cold welcome.</p><p>A lobby that feels more interested in looking impressive than being functional.</p><p>Those moments matter.</p><p>The best luxury hotels understand that arrival is part of the experience&#8212;not a transaction that happens before it.</p><p>Everything communicates something.</p><p>The lighting.</p><p>The music.</p><p>The scent.</p><p>The pace.</p><p>The way a guest is greeted.</p><p>Even the walk from the front door to the front desk.</p><p>Great hotels lower your blood pressure almost immediately.</p><p>You feel it before you can explain it.</p><p>The energy slows down.</p><p>The stress starts to disappear.</p><p>You feel taken care of.</p><p>That&#8217;s intentional.</p><p>And it rarely happens by accident.</p><p>Design plays a huge role.</p><p>Service plays a huge role.</p><p>Operations play a huge role.</p><p>When all three are working together, arrival feels effortless.</p><p>When they&#8217;re not, guests notice immediately.</p><p>One of our favorite questions to ask owners is simple:</p><p>How do you want people to feel in the first five minutes?</p><p>Not what do you want them to see.</p><p>Not what do you want them to photograph.</p><p>What do you want them to feel?</p><p>Because that&#8217;s usually the emotion they&#8217;ll carry throughout the rest of their stay.</p><p>And in many cases, it&#8217;s the emotion they&#8217;ll remember long after We&#8217;ve seen servers walking unnecessary miles because a station was removed to preserve a sightline. We&#8217;ve seen beautiful spaces frustrate the very people responsible for delivering the guest experience.</p><p>The reality is that every operational inconvenience eventually finds its way to the guest.</p><p>A delayed cocktail.</p><p>A longer wait for service.</p><p>A missed detail.</p><p>A stressed employee.</p><p>Working around a beautiful but unfunctional design is painful.</p><p>More importantly, it&#8217;s unnecessary.</p><p>The best designers understand that beauty and functionality aren&#8217;t competing priorities.</p><p>They&#8217;re partners.</p><p>When operations and design are considered together from the beginning, guests rarely notice.</p><p>Everything simply feels effortless.</p><p>And in hospitality, effortless is often the highest form of luxury.</p><p>But after more than two decades in hotels, restaurants, openings, renovations, and operations, we&#8217;ve learned something equally important:</p><p>Design alone is never enough.</p><p>We&#8217;ve all stayed in stunning hotels that felt completely lifeless.</p><p>Beautiful furniture.</p><p>Expensive finishes.</p><p>Instagram-worthy bathrooms.</p><p>And somehow, no soul.</p><p>We&#8217;ve also experienced the opposite.</p><p>Properties that weren&#8217;t perfect on paper but delivered such authentic hospitality that guests couldn&#8217;t stop talking about them.</p><p>The difference is that luxury isn&#8217;t created by any one thing.</p><p>It&#8217;s created when design, service, operations, culture, and brand all work together.</p><p>The guest doesn&#8217;t separate those things.</p><p>They don&#8217;t say:</p><p>&#8220;The interior design was excellent, but the service was disappointing.&#8221;</p><p>They simply leave with a feeling.</p><p>And that feeling becomes their memory of the hotel.</p><p>The best properties understand this.</p><p>Design creates the stage.</p><p>Operations keep the show running.</p><p>Service creates the emotional connection.</p><p>Brand gives the experience meaning.</p><p>When those four things align, something remarkable happens.</p><p>Guests stop remembering the room.</p><p>They start remembering how the hotel made them feel.</p><p>Twenty-five years into this business, that&#8217;s still the goal we&#8217;re chasing.</p><p>Not beautiful hotels.</p><p>Memorable ones.</p><p>&#8212;</p><p><em>Field Notes is a collection of observations, lessons, and stories from our lives in hotels, restaurants, design, operations, and hospitality.
